A bad review stings most at the end of a long shift. But your reply isn't only for that one person. It's for everyone who opens your profile afterwards. They read along and see how you handle criticism.
What makes a good reply to a bad review?
The best reply is short, personal and says what happens next. These five steps follow Google's tips for replies and take about ten minutes:
- Look it up first. Rota, reservations, till: were they there, and what happened?
- Use their name. As it appears on the review.
- Name the specific problem. The cold soup, not "your experience".
- Own your mistakes. You don't have to take blame for things outside your control.
- Offer a contact and sign it. Phone or email, plus your name or initials.
On screen: at business.google.com select Read reviews, select the Reply icon next to the review, write your text, then select Reply. Google says replies usually take up to 10 minutes to review, occasionally up to 30 days. The reviewer gets a notification and can still edit their review afterwards. You can only reply once your business is verified.
What should stay out of the reply?
| Leave out | Why |
|---|---|
| Guest details: booking, who they sat with, the bill, a phone number | Google is clear: no private information, no personal attacks |
| A discount or voucher in the reply | Google says not to use replies to offer deals |
| A voucher in return for changing or deleting a review | Banned under the Maps policy, and that content gets removed |
| The same template under every review | New guests spot it at once. At least change the core |
| Guesses like "you were never here, you work for a competitor" | You can rarely prove it. Stick to what you found |
If you want to make something right, do it in a direct conversation, with no request to change the review.
What replies can you copy for typical cases?
Here are six replies for common situations. Swap everything in square brackets and change at least one sentence so it sounds like you.
"Hi [Name], you're right. We were short-staffed on [Saturday], and 40 minutes for a coffee is too long. From this week there's one more person behind the bar on Saturdays. If you give us another go, drop me a line first: [email]. [First name], owner"
"Hi [Name], lukewarm pasta shouldn't leave our kitchen. I'm sorry, and I've talked it through with the chef. A pity nobody caught it at the time. Next time please tell us straight away and we'll make it fresh. [First name], kitchen"
"Hi [Name], nobody should feel like that here, and I'm sorry you did. I'd like to understand what happened on [date] and talk to the team about it. Could you write or call me? [Email or phone]. [First name], owner"
"Hi [Name], thanks for being straight with us. Our cappuccino costs [price] because [we roast fresh and pay fairly]. That won't suit everyone, and that's fine. Our lunch menu is a cheaper way to get to know us, if you fancy it. [First name]"
"Hi [Name], we take this very seriously and want to sort it out now. Please call me directly so I can go through what you ordered: [phone]. [First name], owner"
Don't debate or diagnose in public on your profile. Check the recipe and labelling. Our article on allergen labelling covers what the rules ask for.
"Hi [Name], this doesn't sound like the evening we remember, and I can't find a matching visit on that day. I may be mixing something up. Please tell me when you were here so I can look into it: [email]. [First name]"
Then report the review as described below. This reply accuses nobody, and new guests see that you asked.
What about one star with no text? There's nothing concrete to address. Google suggests replying where you can add something useful, so you can leave it. If you'd rather reply, one line will do: "Hi [Name], sorry to hear it. If you tell me what went wrong, I'll look into it: [email]."
When does Google remove a negative review?
Google removes a review only if it breaks its content policies. Google says not to report a review just because you dislike it, and it doesn't step into disputes between businesses and customers.
| Case | What to do |
|---|---|
| A guest's honest, unkind opinion | Reply, don't report |
| Spam, profanity, insults | Report to Google |
| A review by ex-staff or a competitor, if you can tell | Report: the policy covers conflicts of interest |
| Someone who was never your guest | Check your records, report, send a complaint (next section) |
| Someone threatens bad reviews and demands money | Don't pay. Follow the extortion link on Google's page |
- At business.google.com select Read reviews.
- Next to the review, select the report icon.
- Choose a reason, such as Spam or Profanity.
- Select Send report.
Track it in the Reviews Management Tool, where you can also use Report a new review for removal. Google says evaluation typically takes several days. To appeal, select Check the status of a review I reported previously and appeal options, then Appeal eligible reviews, then Submit an appeal. It's a one-time appeal, and you can select up to ten reviews.
What applies in Germany if someone was never your guest?
In Germany, when a business disputes that a guest visit happened, the platform generally has to check, according to the courts. This is German law. Other countries may differ. Two rulings matter:
- Federal Court of Justice, 9 August 2022, VI ZR 1244/20. A holiday park challenged reviews on a travel portal. According to this report, complaining that there was no guest contact is generally enough to trigger the portal's duty to check. More explanation is only needed if the person's identity is clear from the review. If the portal doesn't clear it up, the missing contact is taken as true.
- Munich Higher Regional Court, 6 August 2024, 18 U 2631/24 Pre e. This was an anonymous review of a doctor's practice on Google Maps. Google refused to ask the reviewer anything. The court followed the Federal Court and barred further publication in an interim ruling.
Neither case is from hospitality, and every case depends on its facts. Nor does this mean every challenged review goes. If the platform comes back with a documented visit, things change. The Federal Court also set a limit: abuse of rights. So only say someone was never there if your records really point that way.
"We are [business, address]. The review by [name] dated [date], link: [URL], is according to our checks not based on any guest contact. We checked [reservations, till, rota] and can't find a matching visit. Please ask the reviewer and remove the review if the visit can't be shown."
Send this through Google's legal reporting form with the exact URL, after reporting the review in your profile. Google sends a confirmation with a reference number. Keep everything: screenshot, date, replies.
Is a review removal agency worth paying?
Be careful with offers that promise to remove reviews. The Frankfurt Higher Regional Court ruled on 19 March 2026 (16 U 2/25, not yet final according to the Chamber) that acting against reviews can be a licensed legal service. The Hanau-Gelnhausen-Schlüchtern Chamber of Commerce advises checking and reporting yourself first, then deciding. For your own case, your local Chamber (IHK) can help you place it.
How do you make one bad review matter less?
The more genuine reviews you have, the less one review moves the picture. That's plain arithmetic. Our article on getting more Google reviews shows how. Make sure the way to your review is the same for every guest: under the Maps policy, you may not selectively ask only happy guests for reviews or discourage negative ones.
How do guests get to your review without you asking each one?
With NFCeez it takes three steps. In the app you add the link to your Google review, and it sits at the very top of your Smart Page. Then you put an NFC sticker on the table, at the counter or by the till, and connect it under Products by holding your phone to it. Anyone who taps it or scans the QR code on the sticker lands on your page with no app, and is one more tap away from Google, without searching for your profile.
The app shows you how often the page was opened and how often the review link was tapped. So you learn which spot for the sticker works.
The limit: only Google shows how many guests then actually write a review, not NFCeez. Replying, reporting and appealing stay with you in your profile, as described above. The Smart Page overview shows what the page looks like.
Where do you start today?
You can start today: open Read reviews, pick your oldest unanswered complaint, check what happened and write two or three sentences with your name underneath.
